Abstract

ABSTRACT This study examined the extent to which loyalty programmes influence customer complaints at Zenith Bank Plc, Afikpo. One specific objectives of the study among others was to examine the extent to which loyalty programmes influence customer complaints at Zenith Bank Plc, Afikpo. Both primary and secondary data were utilized for the research. A total of eighty-two (82) questionnaires were distributed to staff and customers of Zenith Bank Plc, Afikpo, and seventy-three (73) questionnaires were retrieved, which formed the basis for the analysis. The data collected were analyzed using frequency distribution tables, percentages, and the Pearson Product Moment Correlation (PPMC) through the Statistical Package for Social Sciences (SPSS) to test the hypotheses of the study. The findings revealed that loyalty programmes significantly reduce customer complaints by improving satisfaction, enhancing trust, and making customers feel valued. Digital integration was also found to improve accuracy in transactions, minimize errors, and provide real-time support, thereby reducing dissatisfaction. Similarly, marketing automation strengthened communication through timely alerts, personalized services, and error detection, all of which reduced customer frustrations and enhanced loyalty. However, the study also observed challenges such as poorly managed loyalty schemes, technical glitches in digital systems, and over-reliance on automation, which could increase customer dissatisfaction if not properly addressed. To overcome these challenges, the study recommended that Zenith Bank Plc should enhance its loyalty programmes with attractive and consistent rewards, maintain reliable and user-friendly digital platforms, and ensure that marketing automation is combined with personalized human support to handle complex complaints. By addressing these issues, the bank can foster stronger relationships, reduce complaints, and improve customer satisfaction. The study concluded that loyalty programmes, digital integration, and marketing automation have significant effects on customer complaints at Zenith Bank Plc, Afikpo. Therefore, prioritizing these service strategies will not only strengthen customer trust but also enhance long-term loyalty in the competitive banking industry.
